Abstract

Zusammenfassung Die VUCA-Umfeldbedingungen werden zu einem der wichtigsten Treiber eines Kundenwertzentrierten Managements: Auf bekannte Faktoren, wie erhöhte Wettbewerbsintensität und die wahrgenommene Austauschbarkeit der Produkte und Services, trifft zusätzlich eine gestiegene Komplexität und Unsicherheit in der Planung von Unternehmensaktivitäten. Damit stellt sich die berechtigte Frage, in welchem Umfang mittel- bis langfristig entscheidende Differenzierungsmöglichkeiten für das eigene Unternehmen bestehen. Dies rückt den Fokus auf die Kundenbeziehungen. Können diese optimal gemanagt werden, ergeben sich Wertpotenziale, die im besten Fall dazu führen, dass Kunden und Unternehmen gewinnen. Dazu ist es erforderlich, die Kundenbeziehung nicht nur über vereinfachte Konstrukte wie Kundenzufriedenheit oder Weiterempfehlungspotenzial (NPS) zu betrachten, sondern gesamthaft sowie in Kausalketten zu verstehen.
